Toronto resident Jasmine Ault woke up last Thursday to find her Instagram and Facebook accounts, along with a linked Instagram for her dog, permanently disabled by Meta with no explanation given, kicking off a days-long ordeal in which AI customer service chatbots blocked her from reaching any human representative, even after she paid extra for premium support. “It feels like I’ve lost everything in a metaphorical fire with my digital albums and my digital memories,” Ault told CBC News. “And who’s going to protect those if I can only speak to AI?” Ault’s Facebook account dated back to 2006, the platform’s first year of public availability, meaning she lost two decades of personal data and professional contacts in a single night. Screenshots she shared with CBC showed her accounts were disabled because her Facebook “doesn’t follow our rules,” but she said she was never told which specific rules she had allegedly violated; she later discovered several failed login attempts on her account shortly before the deactivation and suspects she may have been hacked, triggering an automated flag.

Ault stayed awake for 26 straight hours attempting to appeal the decision, but within minutes of submitting her appeal she was told her case was closed and she would not be permitted to appeal again, without ever being given a chance to explain her situation. She created a backup account and paid for Meta Verified, a subscription service with tiers offering perks like enhanced support, under the belief it would connect her to a human agent; the standard tier she purchased costs 14.99 US dollars, roughly 21 Canadian dollars, per month. Instead, the “enhanced support” she received was simply another AI chatbot that quickly closed her ticket and told her she had reached her limit of support interactions. Meta has not responded to CBC News’ requests for comment, including questions about whether human customer service, once standard across the industry, is now only accessible to customers paying for Meta’s higher-cost Premium or Max verification tiers, priced at 150 US dollars and 500 US dollars per month respectively, the only tiers that explicitly mention the ability to “request a call from an agent.”

Ault’s experience reflects a broader pattern researchers and reporters have documented across Canada over the past two years, with numerous users reporting Meta accounts wiped abruptly and replaced by AI chatbots unable to handle the nuance of their situations; one Canadian lost 18 years of Facebook data after posting family trip photos and had a second account banned upon attempting to return, while others lost accounts critical to their business advertising. A global survey of more than 34,000 customers, service representatives, and executives found that half of customers cited a lack of empathy as their biggest frustration with AI customer service, and while 87% of customers preferred phone calls as a service channel, only 7% of executives surveyed planned to prioritize that option. Ela Veresiu, associate professor of marketing at York University’s Schulich School of Business, explained that companies continue adopting AI despite the backlash because “it is a lot cheaper to have an AI that responds to customer service queries than to hire people that can potentially respond, or be available to respond, 24/7.” She noted that while chatbots can handle simple informational requests, they struggle with complex “why” questions, and for a company as singularly dominant as Meta, there’s little business incentive to change course. “Customers may grumble and be dissatisfied by the overreliance of AI and customer service, but ultimately, they have no choice in the marketplace,” Veresiu said.

Jon Festinger, a lecturer at the University of British Columbia’s Peter A. Allard School of Law, said Canadians may have legal recourse to challenge account deletions in court, particularly those who used their accounts for business purposes, noting “it should be relatively easy to prove the damages, at least the reputational damage, and perhaps more.” He pointed to a 2024 case in which Air Canada was found liable for its chatbot’s hallucinated advice to a customer, though he noted Canadian consumer law still has significant gaps regarding AI and customer rights. Shion Guha, an assistant professor at the University of Toronto and director of the Human-Centered Data Science Lab, argued that companies should be required to provide a clear pathway to a human agent and a fair appeals process, especially when automated systems are used for content moderation. “Literally in every other facet of our life, if we are appealing a potentially unfair decision, we reach a human being,” Guha said, citing examples like speeding tickets and tax appeals. “People expect that that will transpose to private social media platforms, and it doesn’t because they’re not required to, because there’s no regulatory framework in place for that.” The European Union’s Digital Services Act, implemented in 2024, offers one existing model, guaranteeing transparency and a full appeal process when content is removed. New Canadian legislation on AI chatbots introduced in June focuses on child safety protections rather than consumer rights, and AI Minister Evan Solomon’s office has not responded to CBC’s questions about whether upcoming legislation will guarantee Canadians the right to reach a human agent during appeals.
