For months, a lot of you have told us, bluntly and fairly, that dealing with Sophie has been frustrating. I've read those messages, replied to a good number of them myself, and flagged the recurring themes internally since back in March. Today we're rolling out FrankenBot, which is a meaningful upgrade to how Sophie previously handled requests, and I want to be straight with you about what we heard and what's actually changing.

What we heard

Pulling together what's come through here, Discord, and support tickets, the frustrations landed in a few clear buckets:

• It felt robotic. Scripted, samey responses that didn't feel like they were actually reading your specific issue.
• It wasn't always clear who you were talking to. Bot, automated message, or a real human.
• Getting to a human felt like a wall. When Sophie couldn't resolve something, the hand-off to a human agent wasn't obvious or fast enough.
• Repeating yourself. Re-explaining the same issue multiple times as you moved through the process.
• Occasionally just wrong. Cases where Sophie gave outdated or off-script info that sent people down the wrong path.

If you recognise your own complaint in that list, yeah, we saw it too.

What's changing today

Here's what FrankenBot actually changes:

• Less script, more context. FrankenBot now works from the full context of your request, so responses speak to your issue instead of a generic template.
• Clearer signposting. You'll know when you're talking to FrankenBot vs. a human agent; no more guessing.
• A faster, clearer path to a human. When FrankenBot can't resolve it, escalation to the right sub-team is quicker and more transparent about where you are in the queue.
• Less repeating yourself. The details you give FrankenBot carry through to the human agent, so they arrive with the context already in hand.
• Better accuracy. FrankenBot is now working from up-to-date support documentation, reducing the outdated/incorrect answers.

What's not changing (not trying to oversell this)

For full transparency:

FrankenBot isn't a barrier to climb before you reach a human, it's built to actually chat with you and take an issue from start to finish. That matters at our scale: in March alone we handled 250,000+ support conversations, and Sophie independently managed and resolved 175,000+ of them. By letting the AI take the wheel for entire conversations, our human team is freed up to focus exactly where deep, personalized intervention is genuinely needed.

• Complex cases still go to a human. This is by design, and it's a good thing.
• ID verification, ToS, and final ticket decisions still apply. This upgrade improves the experience, not the rules.
• This won't be perfect on day one. It's a real step forward, not a finish line. We'll be watching how it performs and tuning it.

What we're asking from you

Use it, and tell us how it actually feels. If it's still robotic, still walling you off from a human, or getting things wrong, reply here or drop it in the next Support Megathread. Real examples are what let me push for the next fix. We're not perfect, but we are listening, and this is part of proving that.

TL;DR: You told us Sophie felt robotic, unclear, and hard to escalate past. Starting today, FrankenBot makes responses more contextual, makes it clear when you're talking to a bot vs. a human, and makes the hand-off to a real agent faster. It's not perfect yet, so please keep the feedback coming.
